    What is the domain of the site and where is the current hosting?

    The reason why I ask is, is it sounds like self-hosted WordPress could be in use whereby it would be considered separate to that of WordPress.com.

    To explain, we are a fully managed hosting provider and use a custom server environment that is optimized for WordPress, provides built-in security and performance improvements, as well as in-house support for your site questions.

    Because of the way we’ve optimized our service, we also use a customized version of WordPress that is different (under the hood) from what you use at your current provider. As a result, we do not have access to your site and are not familiar with the source of your issue.

    We want you to know that you always have the option to migrate your site to WordPress.com, where we can provide you with in-house help to ensure that your website is running smoothly. We have an easy-to-use migration plugin (https://wordpress.org/plugins/wpcom-migration/), which you can use to migrate your site to WordPress.com.

    Please note that this feature is only available for Business plan users.

    Alternatively, if you wish to keep the site with the current hosting provider, we’d recommend connecting the site to WordPress.com using Jetpack. A guide on how to do this can be found here: https://jetpack.com/support/getting-started-with-jetpack/ – and Jetpack Back Up is a wise investment, as depending on hosting providers, you may not have back ups included in your package.
